Following a loan-servicing request all the way through

Gatestone connected customer care and back-office processing so a consumer lender could follow servicing requests through to completion.

The challenge

Requests between separate queues

The documents were arriving. The servicing requests were being recorded. Yet customers of a consumer lender still had to call to find out what had happened after they submitted their information.

Customer care and processing teams worked in separate queues. An advisor could see that a customer had made a request without being able to confirm whether a form had reached the team handling it. Customers repeated information, and processing specialists spent time chasing details while follow-up calls added to demand.

Gatestone’s work

Connecting the work after the conversation

01

Common requirements

Gatestone began with the lender's frequent servicing requests. The team identified the information each request needed, the handoffs it passed through and the exceptions that required a lender decision. That work established a common starting point for enquiries arriving through the portal and contact centre.

02

The servicing queue

Trained servicing specialists took responsibility for an agreed queue in the lender's approved systems. They checked documents for completeness, updated case notes and followed up on missing information. Ageing work received daily attention, including requests held up between teams.

03

Document status

The change gave customer care a more useful basis for an answer. A received document, an incomplete submission and a request awaiting a decision became distinct stages in the same piece of work.

How the work changed

Making the final update dependable

Accurate updates

Gatestone carried the request through to the next authorised action. Customers received an accurate status and a clear next step.

Recorded completion

Confirmation of completion followed the recorded account action, so the message reflected what had actually happened in the lender's system.

The lender retained credit decisions, account adjustments and exceptions outside the servicing team's authority.

What changed

Connected servicing work

01Connected administration

Gatestone connected the administrative work around those decisions, including customer updates and follow-up with processing teams.

02Reviewing the full request

Service reviews brought completion time, repeated enquiries, document quality and delayed handoffs into the same discussion. They provided a way to examine the full request rather than closing the review when the call ended.

03Connected completion

The delivered change was continuity. Intake, document checks, processing and confirmation were connected through a maintained case history, giving the lender a clearer account of what remained to be done.
