Making appointment details easier to reach online

Gatestone helped an outpatient care network connect routine online appointment tasks with accurate information and accessible human support.

The challenge

Information that was difficult to match

Routine appointment questions were filling the outpatient care network's phone queue. Patients called to confirm details, find a location or ask where to obtain preparation instructions. Those requests arrived alongside conversations that needed scheduling support or a more detailed discussion.

Information was already online. Finding it was difficult, and it did not consistently match the appointment record. Patients still needed help establishing which details applied to them.

The network focused on making a small group of administrative tasks dependable from start to finish.

Gatestone’s work

Beginning with the actual appointment

01

Appropriate tasks

Gatestone helped define the appropriate scope: appointment confirmation, location details and access to approved instructions. The team mapped the information and identity checks each task required, with clinical questions and other requests directed to the appropriate care team.

02

Appointment information

The service flow was built in the client's approved portal around the relevant appointment information. Plain language and accessible controls helped make the steps clear. The network retained approval of portal changes, clinical instructions and patient-data access.

03

Unsuccessful attempts

Testing extended to the situations that could leave a patient uncertain, including missing records and expired links. This treated the unsuccessful attempt as part of the service design, with a practical route to help.

How the work changed

Keeping assistance within reach

Human assistance

Human support remained available for patients who could not use the online route or needed help completing a task. Where the approved systems allowed, information already entered was preserved when the request moved to a person.

Administrative support

Gatestone maintained the service content, prepared the support team and reviewed incomplete journeys alongside related calls.

Administrative enquiries stayed within the agreed scope, while treatment questions and clinical urgency remained with the care network.

What changed

Online tasks with support

01Journey review

The review considered completed confirmations, access to the correct appointment information, failed record matches and steps where patients stopped.

02Support for exceptions

It also looked at whether support teams could handle an exception without asking patients to restart the whole process. The network gained a defined online path for routine appointment administration, connected to the record and supported when the digital route was insufficient.

03Help with the remaining task

The patient journey now included both completing the task online and reaching someone able to help with the remaining difficulty.
